Multimodality also widened the risk surface. Voice carries identity cues; images may contain sensitive information; real-time responses leave less room for invisible human review.

A practical playbook

The strongest next step is narrow enough to govern and useful enough to produce evidence. We would structure the work around these moves:

  1. Choose a scenario where voice or vision materially changes resolution quality.
  2. Capture consent and explain how audio or images will be used.
  3. Redact or avoid unnecessary sensitive content before model processing.
  4. Ground guidance in approved Salesforce knowledge and customer context.
  5. Design a graceful transfer that preserves the multimodal evidence.

The architecture and operating implication

Separate the channel layer from CRM policy and action services. A speech or vision model should translate the customer’s situation into a structured request; Salesforce should resolve identity, entitlement, knowledge and the governed next action. This keeps the experience adaptable as models change.

Measure what changes

Model activity is not a business result. Track a small set of indicators that connect behavior to accountable work:

  • Customer effort and time to resolution
  • Successful intent capture by modality
  • Sensitive-data handling exceptions
